What is returns customer service?

Returns customer service is the part of support that handles requests to return, exchange or get a refund for a purchase. It covers checking eligibility, issuing return labels, offering alternatives, tracking the item back and confirming the refund.

It is a big job. The NRF and Happy Returns 2024 returns report estimated that 16.9% of US retail sales would be returned in 2024, worth $890 billion. Each of those returns can create one or more support conversations: the request itself, label problems, "has my return arrived?" and "where is my refund?".

Why does returns customer service matter?

  • It decides the next purchase. A painful return is the last thing a customer remembers about you.
  • It protects revenue. Every exchange or store credit offered at the right time is revenue kept.
  • It is data. Return reasons show sizing problems, quality issues and misleading product pages.
  • Retention is cheaper. Harvard Business Review notes acquiring a new customer can cost five to 25 times more than keeping one.

What should a returns policy include? (checklist)

A good returns policy is short, specific and answers every question an agent would otherwise have to ask a manager. Check yours against this list.

  • Return window in days, and whether it starts at order or delivery.
  • Condition rules: unworn, tags attached, original packaging, hygiene exceptions.
  • Non-returnable items: final sale, personalized, perishables, gift cards.
  • Return methods: prepaid label, drop-off points, in store.
  • Who pays shipping, and whether a fee is deducted from the refund.
  • Refund method (original payment, store credit) and timing after the item arrives.
  • Exchanges: whether they ship before the return arrives, and size or color limits.
  • Damaged, defective or wrong items: how to report, photo evidence, time limit, no-return-needed threshold.
  • Gifts: how gift recipients return without the buyer's details.
  • Holiday extensions: extended windows for seasonal orders.
  • International returns: duties, customs forms and who pays.
  • Fraud and abuse: limits on serial returns, stated neutrally.
  • Contact route for exceptions and disputes.

What does a good returns workflow look like?

A good returns workflow moves from request to refund with as few human touches as possible, and offers a better option before the refund.

  1. Identify: verify the customer and order (order number plus email).
  2. Capture the reason: use a fixed list (too small, too large, not as described, damaged, changed mind, arrived late).
  3. Check eligibility against the policy: window, item type, condition.
  4. Offer the best outcome for the reason: a size exchange for fit issues, a replacement for damage, store credit or refund otherwise.
  5. Issue the label or drop-off code and state the deadline to send it.
  6. Track the return and notify when it is received.
  7. Refund or ship the exchange and confirm the amount and timing.
  8. Tag and report the reason for product and operations review.

What are good return request reply templates?

Keep return replies short: confirm eligibility, give the next step and the timing. Five macros to adapt:

1. Return approved

Hi {first_name}, your return for {item} from order {order_number} is approved. Here is your prepaid label: {label_url}. Please send it by {return_deadline}. We will refund {amount} to your {payment_method} within {refund_days} days of it arriving.

2. Exchange offer (fit)

Hi {first_name}, sorry the {item} did not fit. Would you like to swap it for size {suggested_size}? We can ship the new one as soon as your return is scanned by the carrier, so you are not waiting on us. If you would rather have a refund, just say so.

3. Outside the return window

Hi {first_name}, thanks for getting in touch. Order {order_number} was delivered on {delivered_date}, which is outside our {window}-day return window. [Optional: As a one-off, I can offer {store_credit_amount} store credit if you send it back by {date}.] If the item is faulty, it may be covered by our warranty; let me know what's wrong and I'll check.

4. Damaged item

Hi {first_name}, I'm sorry your {item} arrived damaged, and thank you for the photo. A replacement is on its way (order {replacement_number}). No need to send the damaged one back.

5. Refund status (WISMR)

Hi {first_name}, we received your return on {received_date} and refunded {amount} on {refund_date}. Banks usually take {bank_days} business days to show it. Your refund reference is {reference}.
