Why do generic helpdesks struggle with B2B support?
Most helpdesks are built around one person filing one ticket. B2B support is organized around an account: a company with many contacts, a contract that defines what they get, and a commercial owner who needs to know when something goes wrong.
- Many people, one customer. An AP clerk, a project lead, an IT admin and a VP may all write about the same account in the same week. If tickets attach only to the requester, nobody sees that the account has four open issues before the renewal call.
- Service levels come from the contract. Premium support might promise a one-hour response on critical issues in the customer's business hours, while the standard tier gets next business day. A single global SLA breaches one and over-serves the other.
- Work crosses departments. A late shipment needs operations, an invoice dispute needs accounts receivable, a bug needs engineering. Forwarding emails between teams loses the history.
- Procurement adds its own paperwork. Customers' AP teams send supplier forms, ask for invoices through their portals and set format requirements. Germany, for example, has required domestic businesses to be able to receive structured e-invoices since January 2025 (see the Federal Ministry of Finance's e-invoicing FAQ, in German), so "we can't process this PDF" requests reach support.
- Account managers are outside the tool. Sales owns the relationship but rarely has a helpdesk seat, so escalations reach them late or by forwarded email.
How should a B2B support team set up its helpdesk?
Build queues around the type of work and the contract behind it, then let account data decide priority. These SLA targets are starting points; your contracts set the real ones.
| Queue | What lands there | SLA target | Owner |
|---|---|---|---|
| Critical incidents | Production down, data loss, security reports from any tier | Contractual P1 response (often 1 hour) around the clock for tiers that include it | On-call support engineer |
| Premium technical support | Questions and bugs from enterprise and premium accounts | Per contract, in the customer's business hours | Named support engineers or pods |
| Standard technical support | How-to and bugs from self-serve and mid-market accounts | Next business day | Tier 1 with tier 2 backup |
| Orders and delivery | PO status, backorders, delivery changes, returns | 4 business hours | Customer operations |
| Billing and AR | Invoice copies, disputes, credit holds, remittance | 1 business day; same day for credit holds | AR specialists |
| Supplier and compliance requests | Supplier forms, security questionnaires, e-invoice format and portal requests | 3 business days, or the customer's stated deadline | Ops lead with security and finance |
| Account changes | Seat changes, upgrades, renewals, cancellations | 1 business day | Account manager |
Routing rules
- Company metadata. Sync plan, ARR, region, support tier and renewal date onto each conversation, and use them as filters and columns in Inbox views. A view of open conversations on accounts renewing in the next 60 days is worth building on day one.
- Tier-based SLAs. A workflow reads the tier and sets the SLA before anyone opens the ticket, so premium accounts never wait in the standard line.
- Named ownership. Route premium accounts to their pod or named engineer; use round-robin (Growth and up) only inside the standard queue.
- Side conversations. Ask engineering or finance in Slack from the thread, and create a Jira issue from a workflow for confirmed bugs, so the customer-facing record stays complete.
- Slack Connect. Shared channels with large customers feed the same queues instead of living in someone's sidebar.
What reply templates do B2B support teams need?
The hard B2B conversations involve money, contracts or an outage on a customer's critical path. Good templates state the facts on record, name an owner and give a date. Have finance and legal approve the commercial ones.
Production incident update
Hi {first_name}, an update on {incident_id}, which is affecting {affected_feature} for your team. Current status: {status}. Our engineers have {latest_action}. The next update will come by {next_update_time} {timezone}, sooner if anything changes. {account_manager} is copied and will join the follow-up review once service is restored.
Invoice dispute acknowledged
Hi {first_name}, thanks for flagging invoice {invoice_number}. You've noted that {line_item} was billed at {invoiced_price} against {contract_price} in your agreement. Our accounts receivable team is reviewing it, and while they do, this invoice will not be treated as overdue. You'll have an answer by {review_date}, with a corrected invoice or credit note if the price was wrong.
Request to change bank details
Hi {first_name}, we've received a request to change the bank account we use for {company}. For your protection we never update payment details by email alone. A member of our finance team will call {verified_contact} on the number already on file to confirm it. Until then, please keep using the payment details on your last invoice.
Request outside the contracted plan
Hi {first_name}, thanks for asking about {requested_feature_or_service}. Your current agreement covers {current_entitlement}, so this isn't included today. I've passed your request to {account_manager}, who can walk you through options and pricing; you can also book time directly here: {calendar_link}.
Credit hold
Hi {first_name}, order {order_number} is on hold because invoices {invoice_numbers} totaling {overdue_amount} are past their {payment_terms} terms. If payment has already been sent, reply with the remittance details and I'll ask our AR team to check today. {ar_contact} can also discuss a payment plan with you directly.
Supplier questionnaire or portal request
Hi {first_name}, thanks for sending {questionnaire_or_portal_name}. Our standard documents (W-9, insurance certificate and security overview) are attached. The remaining sections need input from our {security_or_finance} team, and we'll return the completed form by {due_date}.
How should a B2B support team be structured and staffed?
Organize the team by account segment first and by skill second, so enterprise customers get continuity and self-serve customers get speed.
- Tier 1 generalists for how-to questions, order status and invoice copies across the standard tier.
- Tier 2 and support engineers for configuration, integrations and reproducing bugs, with a rotation for critical incidents.
- Named pods of two or three people for enterprise accounts, so the same faces answer and know the history.
- An AR or billing specialist who owns disputes, credit holds and supplier paperwork.
- Account managers and customer success managers as reviewers, not queue workers: they see their accounts' threads and take commercial requests.
Hours and peaks
- Customers' business hours, not yours. Contracts usually promise response in the customer's time zone, so global accounts need a follow-the-sun handoff or an on-call rotation.
- Quarter-end and fiscal year-end. Purchasing, renewals and invoice questions cluster at the end of customers' budget periods, and AP teams chase statements before they close their books.
- Release days. New versions bring how-to questions and regressions; staff tier 2 heavily for the first two days.
- Annual price changes and renewal waves. Many contracts renew in January or align to the customer's fiscal year. Pull renewal dates 90 days ahead and plan account manager capacity.
- Onboarding cohorts. A big new account brings a burst of admin, user and integration questions in its first month.
Where does AI help a B2B support team?
AI shortens the long, multi-contact threads and takes the lookups; your specialists keep disputes, bugs and anything commercial.
- Drafts with sources. Copilot drafts replies that cite the doc, contract field or past thread they came from, so a specialist can check them before sending. Teams using it on every conversation see a 2.4× faster median reply (Aftersales' own figure).
- Account summaries. Before a renewal call or an escalation, a summary of a thread with six participants saves the account manager reading 40 emails.
- Translation in 31 languages, including right-to-left scripts, for distributors and subsidiaries abroad.
- Monitors on every conversation flag replies that promise a credit or a roadmap date. Helio Energy's quality scores rose 14 points after Monitors replaced sampling.
- Agent for the routine share. Invoice copies, PO status and user changes can be resolved before they reach the queue; see AI customer service for B2B companies.
Which customer service metrics matter for B2B companies?
In B2B, support metrics are most useful grouped by account and tier, because a single unhappy enterprise customer can matter more than a hundred satisfied self-serve users. Measure CSAT separately for AI and human replies.
| Metric | Formula | Target guidance |
|---|---|---|
| SLA attainment by tier | Conversations meeting contracted response ÷ all conversations, per tier | Report each tier separately; any premium-tier miss gets a review |
| Open conversations per account | Open conversations grouped by account | Investigate accounts with several open issues, especially near renewal |
| Contacts per account per month | Conversations ÷ active accounts | Track the trend after releases and onboarding changes |
| Invoice dispute rate | Dispute conversations ÷ invoices issued | Falling as contract pricing and invoice data line up |
| Time to resolve disputes | Dispute opened to corrected invoice or answer, median | Short enough that disputes don't push accounts into credit hold |
| Escalations to engineering | Jira issues created ÷ technical conversations | Watch spikes after releases |
| Renewal-window health | Accounts renewing in 90 days with open escalations ÷ accounts renewing | Share weekly with account managers |
| Cost per conversation | (Seats + AI resolutions + channels) ÷ conversations | Compare by tier and by queue |
Insights reports resolution rate, CSAT and cost per conversation. The Events API and CSV export come with every plan, and Scale adds Snowflake, BigQuery and Redshift sync for joining support data to revenue data. For broader definitions, see our guide to post-purchase CX metrics.
How do B2B teams switch helpdesk software?
B2B teams usually come from one of three setups, and the account data is what you must not lose in the move.
- Shared mailboxes per function. Separate support@, billing@ and orders@ inboxes, with the CRM updated by hand. Aftersales puts them in one Inbox with company fields, so all of an account's threads sit together.
- A CRM's built-in service module. Fine for a small team, but it can be hard to run tier-based SLAs, phone and Slack Connect in one queue. You can keep Salesforce as the record and sync account data.
- Zendesk or Freshdesk. Keep it and add Agent inside it, or consolidate AI and human work in one Aftersales inbox.
- Export your macros and rewrite them along the lines of the templates above.
- Map account fields first: company, plan, tier, ARR, region, renewal date and account owner.
- Recreate queues and tier-based SLAs, and invite account managers as Lite seats (20 free on Growth, 50 on Scale).
- Connect Slack and Jira, and move Slack Connect channels for your largest accounts.
- Import open conversations, run both tools for a week, then switch the help center and chat widget last.
Most teams finish migration in an afternoon, and on Growth and Scale we run it with you. Growth is $69 per seat a month billed annually; see pricing, or compare options in our best help desk software for SaaS roundup.
