Helpdesk software

Customer service software for law firms

Intake specialists, paralegals and billing staff all answer clients, while the attorney who knows the answer is in court. Here is how to set up a shared inbox by practice group, which templates to write, and where Copilot and AI for law firms take work off the team. Other sectors are on our industries page.

Why do generic helpdesks struggle in law firms?

Most helpdesks are built around tickets that open and close in a day. A law firm's client communication is organized around matters that last months or years, with confidentiality rules and billable time attached to every message.

  • One client, several matters. A business client can have a lease dispute and an employment claim open at once, handled by different attorneys. A thread needs the matter, not just the contact, beside it.
  • Attorneys don't work a queue. They are in court, in depositions or drafting. They need a one-paragraph summary and a draft reply to approve, not another inbox to monitor.
  • Intake and client service are different jobs. Intake is about speed and fit; client service is about accuracy and continuity. One shared queue makes both worse.
  • Some messages must not reach the client team. Opposing counsel, adverse parties and journalists sometimes write to the general address. Those need their own route to an attorney.
  • Screened matters need tight access. When a lateral hire or a prior consultation requires a screen, everyone who can open a thread matters. Ask every vendor, us included, exactly how access to a queue is restricted, and confirm it on a call before migrating screened work.
  • Silence becomes a grievance. Washington State Bar News notes that the WSBA's discipline reports typically list communication failures among the top five violations resulting in discipline. A helpdesk that lets status requests sit unanswered creates real risk, not just bad CSAT.

How should a law firm set up its client service inbox?

Split prospects from clients first, then route by practice group, and give each queue one owner and an SLA. The targets below are starting points to adjust after a month of your own data, not industry benchmarks.

QueueWhat lands thereSLA targetOwner
New inquiries, one per practice groupWeb, phone and social inquiries from prospectsFirst reply within 1 business hourIntake specialists

Add custom fields for matter number, practice group, responsible attorney and office, so views and reports filter by them. Use side conversations into Slack to ask the attorney a quick question without forwarding the client's email around the firm. Round-robin assignment on Growth and Scale spreads new inquiries across intake specialists.

The ABA's Model Rule 1.4 expects lawyers to keep clients reasonably informed and to promptly comply with reasonable requests for information. An SLA on the client service queue is how a support team makes that measurable.

What reply templates does a law firm support team need?

Template the messages where wording carries risk, and have an attorney approve each one before staff use it.

Status update when nothing has changed

Hi {first_name}, thanks for checking in on {matter_name}. There's no new development since {last_update_date}: we're waiting on {pending_item}, which we expect by {expected_date}. {attorney_name} will contact you as soon as it arrives, and we'll check in by {next_contact_date} either way.

Declining a prospective matter

Hi {first_name}, thank you for contacting {firm_name}. After review, we are not able to represent you in this matter. This is not an opinion on the merits of your situation. Legal matters can have strict time limits, so please speak with another attorney promptly. The {state_bar_referral_service} can help you find one.

Conflict check is taking longer

Hi {first_name}, we're still completing our standard conflict review, which we do before any consultation. We expect to finish by {date}. Please don't send further details about your situation until then; we'll reach out to schedule as soon as we can.

Legal question sent to staff

Hi {first_name}, that's an important question, and it needs an answer from {attorney_name} rather than from me. I've passed it on with your message attached. You'll hear back by {date}, or you can book a call here: {link}.

Retainer replenishment

Hi {first_name}, your engagement agreement asks us to keep {minimum_amount} in trust for {matter_name}. After this month's invoice, the balance is {current_balance}. Please deposit {requested_amount} by {due_date} using {payment_link}. If you'd like to talk through the invoice first, reply here and our billing coordinator will call you.

Message from someone who isn't the client

Hello, thank you for your message. Our duty of confidentiality means we can't confirm or discuss whether we represent anyone. If you are an attorney or party in a matter, please send your message to {attorney_contact} and it will reach the right person.

How should a law firm staff client service and intake?

Separate the people who answer prospects from the people who look after clients, and let attorneys follow along without carrying a queue.

Roles

  • Intake specialists handle new inquiries and consultation booking. They need speed and a script, not legal training.
  • Paralegals and legal assistants own client service for their practice group: status, dates and documents.
  • A billing coordinator owns invoice and trust questions. Under the ABA's Model Rule 1.15, advance fees sit in trust until earned, so balance questions need someone who reads the ledger correctly.
  • Attorneys join as free Lite seats (20 on Growth, 50 on Scale) to read, comment, @mention and approve drafts.

Hours and peaks

  • Evenings and weekends are when consumer practices such as personal injury, criminal defense and family law get many first contacts. Cover written channels with Agent and keep an on-call route for urgent intake.
  • Billing cycles bring a wave of invoice and retainer questions in the days after statements go out.
  • Court calendars drive the dates queue: trial settings and hearing weeks bring logistics questions from clients and witnesses.
  • Practice-specific spikes: policy announcements for immigration firms, year-end and tax season for estate planning, school-year changes for custody schedules. Plan from your own past volume.

Firms with several offices can centralize intake and billing and keep client service within each practice group, filtered by an office field.

Where does AI help a law firm's client service team?

AI shortens the writing and reading around each matter, and takes the most repetitive questions off the queue entirely.

  • Drafts that show their sources. Copilot drafts replies and cites where each answer came from, such as your billing policy or an approved hearing checklist, so a paralegal can check before sending. Aftersales reports a 2.4× faster median reply for teams using Copilot on every conversation.
  • Summaries for attorneys. A long client thread becomes a short brief the responsible attorney can answer between hearings.
  • Translation in 31 languages, including right-to-left scripts, for clients who write in Spanish, Arabic or another language your team doesn't speak. Have anything that will be signed reviewed by a qualified translator.
  • Agent for the routine share. Consultation booking, conflict-name collection, hearing logistics and invoice lookups. See AI customer service for law firms for the scope and guardrails.
  • Quality on every conversation. Insights Monitors review every conversation rather than a sample, which helps catch a reply that drifted toward advice.

Treat AI output like work from any assistant: the ABA's Model Rule 5.3 on nonlawyer assistance puts supervision on the firm. Every plan includes 10 Copilot and 10 translation conversations per rep each month; after that, Copilot is $29 per rep per month billed annually.

Which client service metrics should a law firm track?

Measure intake on speed and conversion, client service on responsiveness, and billing on completeness. Set your targets from your own first month rather than outside benchmarks.

Insights tracks resolution rate, cost per conversation and CSAT for AI and humans; Insights Pro adds custom scorecards. Events API and CSV export are on every plan, so conversation records can be filed to the matter under your retention policy.

How does a law firm switch to a new client service tool?

Most firms aren't replacing a helpdesk. They are pulling a shared Outlook or Gmail address, an answering service, a web form and text messages into one place, while the practice management system stays the record of the matter.

  1. Map every way people reach you: main numbers, the info@ address, each attorney's direct line, web forms, texting and social. Note which belong to intake and which to client service.
  2. Keep the system of record. Practice management platforms such as Clio, MyCase or PracticePanther stay where matters, time and trust live. Aftersales reads from them through the API or webhooks; confirm specific connectors on a call.
  3. Decide what stays in the client portal. Secure document exchange can remain there, with Inbox sending the link.
  4. Rebuild templates and Knowledge. Have an attorney approve each template. Existing macros can be imported as starting points for Agent procedures.
  5. Create queues and fields from the table above, including matter number and responsible attorney.
  6. Migrate and run side by side. Most teams finish migration in an afternoon, and Aftersales runs it with you on Growth and Scale. Keep the old mailbox read-only for two weeks.
  7. Already on Zendesk, Salesforce Service Cloud or Freshdesk? You can add Agent there without moving seats.

Frequently asked questions

What is the best customer service software for a law firm?
Look for routing by practice group, matter details beside each thread, phone and text in one queue, free seats for attorneys who only review, and strong access controls. Compare shared inbox options in our shared inbox roundup.
Do attorneys need a paid seat in the helpdesk?
Not if they only read, comment, @mention or approve drafts. Lite seats are free: 20 on Growth and 50 on Scale. Anyone who replies to clients directly needs a full seat.
How can a small law firm keep up with client status requests?
Give status requests their own queue with an SLA, send scheduled updates even when nothing has changed, and track status requests per open matter. When that number falls, proactive updates are working.
Should intake and client service share one inbox?
One inbox, separate queues. Intake needs fast first replies and a script; client service needs the matter and the responsible attorney. Separate queues let you measure each on its own terms.
Can the helpdesk replace our practice management software?
No. Matters, time entries and trust accounting stay in your practice management system. The helpdesk handles conversations and reads matter data through the Aftersales API or webhooks.
How long does it take a law firm to move to Aftersales?
The migration itself usually takes an afternoon, and on Growth and Scale the Aftersales team runs it with you. Allow another week or two for attorney approval of templates and queue tuning.
