What do airline passengers contact customer service about?
Many passenger contacts ask for something your reservation, flight status or baggage systems already know, and Agent resolves those once it can read the booking. Compensation decisions, accessibility complaints and judgments about what went wrong stay with people.
| Conversation type | Can Agent resolve it? | Hand off when | Data Agent needs |
|---|---|---|---|
| Flight status and new departure time | Yes | The passenger is at the airport and will miss the last connection of the day | Flight status feed, booking |
| Rebooking after a cancellation or misconnect | Yes, within your reaccommodation rules | No seat inside your rebooking window, a group of 10 or more, or assistance the new flight cannot confirm | Booking, seat availability, rebooking rules |
| Refund for a cancelled or significantly changed flight | Yes, for unflown tickets you issued | A travel agency issued the ticket, or part of the trip was flown | Ticket and coupon status, fare, form of payment |
| Voluntary change or 24-hour cancellation | Yes, within the fare rules | The passenger wants a fee waived outside policy | Fare rules, waiver codes |
| Seats and paid extras that were not delivered | Yes: reseats and refunds the unused fee | A parent needs seats beside a young child and none show | Seat map, paid extras on the ticket |
| Delayed bag status | Yes: reads the tracing file and updates the delivery address | Medication or mobility equipment is inside, or the bag has passed your lost-bag threshold | File reference, tracing record |
| Damaged or lost bag claim | Partly: collects photos, receipts and the file reference | Always, for the payment decision | Claim fields, report date |
| Bag fee refund for a late bag | Yes, once tracing shows delivery past the DOT threshold | The delivery time is disputed | Delivery timestamp, fee paid |
| EU261 or UK261 compensation | Partly: checks distance and recorded delay, then opens the claim | Always, for the decision | Arrival time, delay code, route distance |
| Special assistance | Partly: adds wheelchair or service animal requests to the booking | Complaints, oxygen or fitness-to-fly questions | Special service requests, submitted forms |
Several rows rest on written rules. On US flights, DOT counts a flight as significantly changed when departure moves three or more hours earlier or arrival three or more hours later (six on international itineraries), and treats a checked bag as significantly delayed after 12 hours on domestic trips or 15 to 30 hours on international ones (14 CFR 260.2). The bag fee comes back once the passenger files a mishandled baggage report (14 CFR 260.5), and fees for extras such as Wi-Fi are refunded when the service was not provided (14 CFR 260.4).
What does an AI procedure for a cancelled flight look like?
Few airline conversations are more urgent than a cancellation. A customer service team could write the procedure for Agent like this; the limits and amounts are examples to replace with your own.
Example procedure: cancelled flight
- Verify the passenger with the booking reference and last name, or the signed-in app account. After two failed attempts, hand off.
- Read the booking: segments, who issued the ticket, cabin, special service requests, party size and partner flights.
- Offer up to three flights leaving within 24 hours of the original time, in the same cabin or higher, with no change fee or fare difference.
- In the same message, offer a full refund of fare, taxes and paid extras to the original form of payment. Mention travel credit only after that, with its expiry date from Knowledge.
- Issue refunds for unflown tickets up to $1,500 per booking. Larger amounts, partly flown trips and tickets a travel agency issued go to the refunds queue.
- If the best option leaves the next day and the delay code shows a cause within your control, issue the hotel and meal vouchers your customer service plan promises, up to $200 per room.
- Never promise compensation or decide whether a cause was extraordinary.
- Hand off at once for groups of 10 or more, unaccompanied minors, assistance the new flight cannot confirm, a passenger at the gate without a seat, any mention of a lawyer, a DOT complaint, an injury or a medical need, or two negative messages in a row.
- Add a remark to the booking listing the options offered and the one chosen.
Example conversation
Passenger: My 6:40 flight to Denver was just cancelled. I have a 9am meeting tomorrow.
Agent: I'm sorry about that. Please send your six-character booking reference and last name.
Passenger: K7QX2M, Alvarez.
Agent: Thanks, Ms. Alvarez. These seats are open at no extra cost: tonight at 9:15 via Salt Lake City, arriving 12:50am; tomorrow's 6:05am nonstop, arriving 7:40am; or tomorrow's 10:30am nonstop. Or, if you'd prefer not to fly, I can refund $312.40 to your original card, seat fee included.
Passenger: The 6:05 nonstop. What about my checked bag?
Agent: Done: flight 402 tomorrow at 6:05am, seat 14C, with the new boarding pass in your app. Your bag record now shows flight 402. Because a crew shortage caused the cancellation, I've also emailed you a hotel voucher near the airport and a meal voucher.
Passenger: Do I get compensation for this?
Agent: Our customer relations team decides that. I've opened a request with your booking attached, and they will reply by email.
Customer relations gets the transcript, the booking data and the vouchers already issued.
What guardrails does an airline AI agent need?
Three hard limits: state the refund right before any voucher, leave compensation and accessibility complaints to people, and verify the passenger before touching a booking. Everything else is a rule your team writes in plain words.
What Agent must never do
- Offer credit ahead of a refund. DOT allows a voucher or credit in place of a required refund only with clear notice of the passenger's right to a full refund, and that credit must stay valid for at least five years (14 CFR 260.6).
- Decide compensation. Under Regulation (EC) No 261/2004, a qualifying delay or cancellation pays between €250 and €600 by distance (EU air passenger rights), and the UK version between £220 and £520 (UK Civil Aviation Authority). Whether a disruption was an extraordinary circumstance is for customer relations to judge on evidence.
- Give medical, legal or financial advice, such as whether someone is fit to fly or should take a claim further. Agent escalates those topics to people.
- Reveal other passengers' details or the manifest, or go past refund and voucher limits.
What triggers a handoff
- Disability complaints. If an assistance concern is not resolved on the spot, DOT requires carriers, including reservation agents and websites, to point the passenger to a Complaints Resolution Official (14 CFR 382.151). Agent hands these to CRO-trained staff.
- Advance-notice services, such as using a ventilator or CPAP on board, for which DOT lets carriers ask for 48 hours' notice (14 CFR 382.27). Agent records the request and staff confirm it.
- Keywords, tier and tone: lawyer, sue, DOT, discrimination or injured; top loyalty tiers; distress, or two negative messages in a row.
Data handling
Agent verifies the passenger before revealing a booking, never asks for card or passport numbers in chat, and acts only through connector permissions you can revoke. Collect only the health details your departure control system needs for assistance. Aftersales hosts all customer data in the US and offers a GDPR DPA with Standard Contractual Clauses; Scale adds SSO, SAML and SCIM. None of that makes an airline compliant on its own, but it gives your compliance team procedures, escalation rules and Monitors results to review.
Which channels matter most for airline customer service?
Passengers write from airports, on phones, at the moment the trip goes wrong. App chat and messaging carry same-day travel; email carries claims.
- App and website chat. Signed-in passengers skip verification, so Agent can act on the booking at once.
- WhatsApp. Common on international routes, and Agent replies in 31 languages. Our WhatsApp customer service roundup compares options.
- SMS. Replies to flight notifications land in the same queue as chat.
- Social DMs. Public complaints move to direct messages in one Inbox. A carrier whose social page is not meant for complaints must say so there and give its complaint address (14 CFR 259.7).
- Email. Bag and compensation claims arrive with receipts, photos and boarding passes.
- Phone. For the passenger standing at the gate. Phone on Growth and Scale handles warm or cold transfers, separate numbers per brand and recording consent; Scale adds a multi-brand messenger and help center for airline groups.
Which airline systems should an AI agent connect to?
Start with the reservation system and the flight status source; read access to those two covers most status, rebooking and refund questions. Permissions are set per connector, so baggage can stay read-only while rebooking writes to the booking.
| System | What Agent reads or does | How it connects |
|---|---|---|
| Passenger service system (reservations, ticketing, inventory) | Bookings, tickets, seat availability; rebooks and refunds within limits | Aftersales API or webhooks |
| Departure control system | Check-in status, seats, special service requests | Aftersales API or webhooks |
| Flight status and operations data | Delays, cancellations, diversions, delay codes | Aftersales API or webhooks |
| Baggage tracing system | File status, last scan, delivery address | Aftersales API or webhooks |
| Voucher and compensation tools | Hotel and meal vouchers; new compensation claims | Aftersales API or webhooks |
| Salesforce, Zendesk or Freshdesk | Case history; Agent can also run inside them | Named integrations |
| Slack | Questions to operations control or a station | Named integration |
Chat has to match the app and the gate screens. DOT requires carriers to notify passengers within 30 minutes of learning about a cancellation, a diversion or a delay of 30 minutes or more (14 CFR 259.8), so Agent should read the source those alerts use. Platforms differ by carrier, so confirm specific connectors on a call, and keep conditions of carriage and fare rules in Knowledge so every answer quotes the same text.
What does AI customer service cost for an airline?
A regional or leisure carrier would pay about $13,050 in a normal month at list prices, roughly $0.65 per conversation. Disruption is what makes airline support hard to budget: the FAA's Air Traffic Organization serves more than 44,000 flights and more than 3 million airline passengers a day (FAA), and one closed hub can put many of a carrier's passengers in its queue at once. The example assumes:
- 30 service agents on Scale, billed annually, for SSO.
- 20,000 conversations a month, with Agent resolving 45%. That is under the 71% median Agent reaches after 90 days, because compensation, accessibility and group bookings go to people.
- Copilot for every agent, and 25 station and operations staff on free Lite seats (Scale includes 50).
- A disruption month of 50,000 conversations at the same resolution rate.
| Line item | Normal month | Disruption month |
|---|---|---|
| 30 seats on Scale | 30 × $109 = $3,270 | $3,270 |
| Agent resolutions | 9,000 × $0.99 = $8,910 | 22,500 × $0.99 = $22,275 |
| Copilot for 30 agents | 30 × $29 = $870 | $870 |
| 25 station and operations staff as Lite seats | Included on Scale | Included on Scale |
| Total per month | $13,050 | $26,415 |
| Cost per conversation | About $0.65 | About $0.53 |
Seats do not move in the disruption column: Agent resolves 13,500 extra conversations for $13,365, and the ones it cannot help with cost nothing. Carriers staying on Salesforce Service Cloud, Zendesk or Freshdesk can run Agent inside them per resolution, with a monthly minimum and no seats; the pricing page has the full plan list.
How do you roll out an airline AI agent in 30 days?
Begin read-only on one channel, check the answers, then let Agent change bookings.
- Week 1. Tag three months of conversations by intent, including your last disruption, and pick three types: usually flight status, delayed bags and 24-hour cancellations. Connect read access and agree handoffs with customer relations, the accessibility team and legal.
- Week 2. Write procedures, load conditions of carriage, fare rules and your customer service plan into Knowledge, and have customer relations test each procedure against real cases.
- Week 3. Go live in app chat for one market, with Monitors on every conversation and a daily handoff review.
- Week 4. Turn on rebooking and refunds with spend limits, then WhatsApp. Rehearse a cancellation day before the next peak, and report resolution rate and handoff reasons as our resolution rate guide defines them.
