What do hotel guests contact customer service about?
Hotel guests contact you before they book, in the days before arrival, during the stay and after checkout. Most of it is booking changes, arrival logistics and billing, and almost every answer depends on the reservation in your property management system (PMS).
| Conversation type | Can Agent resolve it? | Hand off when | Data Agent needs |
|---|---|---|---|
| Early check-in or late checkout | Yes: quotes the policy and fee, logs the request | The guest needs a time only housekeeping can guarantee | Reservation, room type, fees, tier perks |
| Change dates or room type | Yes, if the rate allows and a room is free | Group or package rates; refunds above your limit | Rate rules, availability, new prices |
| Cancel a booking: will I be charged? | Yes, inside the free-cancellation window | Non-refundable or late, and the guest wants an exception | Deadline in hotel time, penalty, deposit |
| Crib, extra bed, parking, airport transfer, a birthday | Yes: adds it to the reservation, quotes paid extras | Allergies the kitchen must confirm; things you never promise, such as a floor | Request codes, prices for extras |
| Send my invoice or folio | Yes, after verifying the guest | Reissuing to another company, or a disputed line | Folio, guest and company profile |
| Why is there a hold or extra charge on my card? | Partly: explains deposits and itemized charges | A dispute, a chargeback mention, or a refund above your limit | Folio lines, card authorizations |
| Breakfast hours, pool, Wi-Fi, pets | Yes | Outlet bookings Agent cannot reach | House information per property |
| I left something in my room | Partly: checks the log, opens a claim | A possible match, or a passport, medication or valuables | Lost-and-found log, stay dates |
| Broken air conditioning, noise next door | No: logs it and alerts the property | Always, to the duty manager | Room, issue, time reported |
Example mapping. Your rate rules, brand standards and systems decide where each line falls.
The clock runs out at check-in: a crib for tonight is urgent, the same crib next month is not. Online travel agency (OTA) bookings sometimes change only on the OTA's side, so Agent needs the booking source.
What does an AI procedure for hotel cancellations and date changes look like?
A cancellation procedure tells Agent to find the reservation, read that rate's rule, explain exactly what will happen and change nothing until the guest agrees. You write it in plain language or import an existing macro, and Agent turns each step into a PMS API call with permissions you can revoke.
Example procedure: date changes and cancellations
- Verify the guest: confirmation number plus surname and arrival date, or the booking email. Share nothing before the match.
- Check the booking source. If your OTA agreement says changes happen on the OTA, explain and link to it. Send groups of 9 or more rooms to sales.
- Read the rate plan, its cancellation deadline in hotel time and any deposit taken.
- Inside the free window, offer new dates first and quote the new total including mandatory fees. Change or cancel only after a yes, email the confirmation and refund any deposit to the original card.
- If the new dates cost less, refund the difference up to $200; a reservations manager approves anything higher.
- Past the deadline or on a non-refundable rate, state the charge the rate sets. Waive a late fee of up to one night only if the guest rebooks within 90 days, once per guest per year.
- Pass illness, bereavement, canceled flights and severe weather to the reservations manager with the reason, and hand off at once on a chargeback mention or a guest still unhappy after two replies.
The values (9 rooms, $200, one night, 90 days) are illustrations to agree with your revenue and front office managers. On handoff, the reservation Agent found, the rule it read and the options it offered travel with the conversation.
Example conversation
Example only, not a real guest.
Guest: Hi, we're booked for two nights from March 14 but our flight moved a day. Can we arrive on the 15th?
Agent: I found booking 58213, a Deluxe King on the Flexible rate, which you can change free until 4 p.m. on March 13, hotel time. The same room is free March 15 to 17 for $512 in total, including the $25 nightly destination fee. That's $24 more. Shall I move it?
Guest: Yes please. Any chance of a late checkout on the 17th?
Agent: Done; your new confirmation is on its way. I've requested a 1 p.m. checkout, which the front desk confirms that morning once occupancy is known.
What guardrails does a hotel AI agent need?
A hotel AI agent needs limits on refunds and waivers, a rule never to reveal who is staying, and an instant handoff for safety, health and legal issues. Aftersales sets these as spend limits, escalation rules (sentiment, keywords, guest tier, legal language) and banned phrases.
What Agent must never do
- Confirm that someone is staying or give out a room number. Callers claiming to be a partner or courier go to the front desk.
- Take card numbers in a conversation. Card data falls under the PCI Data Security Standard, so Agent never asks for card details and hands payment to your payment provider's secure page or to the front desk.
- Quote a room price without mandatory fees. Since May 12, 2025, the FTC's Rule on Unfair or Deceptive Fees has required US hotels and other short-term lodging to show the total price, including mandatory charges such as resort fees, more prominently than other prices, and the CMA's price transparency guidance covers drip pricing in the UK.
- Charge a pet fee for a service animal. The ADA rule in 28 CFR 36.302(c)(8) bars that surcharge even where pets pay.
- Advise on medical, legal or money matters. An unwell guest is pointed to the front desk or emergency services.
What triggers a handoff
- Safety: an injury, a fire alarm, a threat or a guest locked out at night. Agent gives the emergency number first.
- Bed bugs, pests, mold or an illness the guest links to the stay.
- A reserved accessible room that is not available. Section 36.302(e)(1) of the same rule requires hotels to hold the specific accessible room a guest booked.
- Words such as "chargeback", "attorney" or "solicitor".
- Groups, weddings and meetings.
- Possible fraud, such as a third party paying with a card in another name.
Data handling
Agent verifies the guest before showing a reservation, folio or points balance, and identity documents stay at the desk or in secure online check-in. Access and erasure requests, which the UK ICO covers under individual rights, go to your privacy lead. Aftersales offers a GDPR DPA, but your own obligations still depend on your processes.
Which channels matter most for hotel guest messaging?
Email and phone carry bookings and billing; WhatsApp, SMS and web chat carry pre-arrival and in-stay requests. In Aftersales a guest who emails about a booking and later messages from the lobby stays in one thread.
- Web chat on your site and booking engine: rate and policy questions before people book.
- WhatsApp: arrival times, transfers and in-stay requests from international guests.
- SMS: replies to arrival-day and room-ready texts.
- Phone: on Growth and up, with warm and cold transfers to the property, recording consent and per-brand numbers, so each hotel keeps its own line.
- Email: confirmations, folios, company invoices and messages relayed from OTAs.
Language matters as much as channel. In the second quarter of 2026, international guests spent 425.4 million nights in EU tourist accommodation, according to Eurostat, slightly more than domestic guests. Agent detects the language from the first message and replies in it, in any of 31 languages.
Which hotel systems does an AI agent connect to?
A hotel agent needs read access to reservations, rates, folios and guest profiles, plus a few write actions such as adding a request or changing dates. Your PMS, channel manager and payment gateway connect through the Aftersales API or webhooks, each with explicit, revocable permissions per step; confirm the connector for your PMS on a call.
- Property management system: reservations, rate plan rules, requests, in-house status and folios.
- Central reservation system and booking engine: availability and totals across properties.
- Channel manager: booking source and OTA references, so Agent knows which reservations it may change.
- Payment provider: deposits, pre-authorizations and refunds on tokenized cards. If you take payments through Stripe, refunds are built in.
- Loyalty platform or CRM: tier, points and stays. Salesforce connects directly, which suits groups that keep guest profiles there.
- Housekeeping and maintenance tools: a webhook opens a task for towels or a broken kettle, and a workflow posts urgent issues to the property's Slack channel.
Keep house information (check-in times, parking, breakfast, pets, accessibility features) as Knowledge articles per property, so Agent answers for the hotel the guest booked.
How much does AI customer service cost for a hotel group?
For a group of four hotels with a central guest services team, Aftersales comes to about $3,384 in a normal month and $5,166 in August, before wages, at list prices.
Assumptions for this example
- 6 central agents on Growth, which adds phone with transfers and recording, at $69 per seat per month billed annually.
- 5,000 guest conversations a month, rising to 8,000 in August.
- A 60% Agent resolution rate once tuned, our assumption for this group; the Aftersales median after 90 days is 71%.
- 12 property managers (GMs, front office and housekeeping) on free Lite seats; Growth includes 20.
| Line item | Normal month | August |
|---|---|---|
| Seats (6 × $69) | $414 | $414 |
| Agent resolutions at $0.99 | 3,000 resolutions: $2,970 | 4,800 resolutions: $4,752 |
| Handed to people | 2,000, no Agent charge | 3,200, no Agent charge |
| Total software cost | $3,384 | $5,166 |
| Per conversation | $0.68 | $0.65 |
Aftersales list prices, October 2026. Monthly billing costs 20% more per seat.
Agent never takes a seat, so a busy August raises resolution charges, not headcount.
How do you roll out AI customer service at a hotel in 30 days?
Start with house information and pre-arrival requests, then add booking changes once the PMS connection is tested. Keep folio disputes and exceptions with people. Aim to finish at least a month before high season.
- Days 1 to 7: tag 90 days of past conversations by the types above, connect read access to your PMS, and load each property's house information and rate rules into Knowledge.
- Days 8 to 14: write procedures for pre-arrival requests, early check-in, late checkout and free-window cancellations; test them on past conversations and agree limits with revenue and front office managers.
- Days 15 to 21: go live on web chat and email for one hotel, and review each handoff every morning with its front office manager.
- Days 22 to 30: add date changes, folio copies, lost property and WhatsApp, then the other hotels. Use Monitors and Insights to spot one property or issue, such as a Wi-Fi outage, driving volume.
Measure progress with the resolution rate guide.
