Why do generic helpdesks struggle at banks?
Generic helpdesks treat an email address as identity and first-reply time as the deadline. A bank's service desk runs on verification status, regulatory clocks and risk, so agents end up handling the parts that matter from memory.
- Known sender is not a verified customer. Mail from the address on file can still come from an account takeover, so verification state belongs on the ticket. The OCC's bulletin on the FFIEC authentication guidance names call center and help desk authentication as a risk.
- Deadlines come from regulation. Once a consumer reports an electronic transfer error, even by phone, Regulation E generally allows 10 business days to investigate, or up to 45 with provisional credit. Credit card billing errors follow Regulation Z timelines. A reply-time SLA tracks neither.
- Risk beats arrival order. A customer being coached by a scammer right now outranks a fee question sent an hour ago.
- Answers sit in other systems. Holds live in core banking, declines in the card platform, wire status in payments.
- Many teams, one customer. Card services, deposit operations, fraud, disputes and treasury all touch the same person, and forwarded emails lose the thread.
- Complaints run on their own clock. For complaints the CFPB sends on, companies generally respond within 15 days. In the UK, the FCA's Consumer Duty expects firms to remove unreasonable barriers to getting support.
How should a bank set up its customer service inbox?
Build queues around risk and owner, route on verification status and segment, and tie each SLA to the clock that really applies. Replace the "Example" targets with your own policies.
| Queue | What lands there | SLA target | Owner |
|---|---|---|---|
| Fraud and scams | Unrecognized transactions, scam reports, "safe account" requests, account takeover signs | Example: human reply in 5 minutes, 24/7 | Fraud operations |
| Disputes intake | Debit, ACH and card disputes, ATM cash not dispensed | Case opened same day; resolved inside the Reg E or Reg Z deadline where it applies | Disputes team |
| Card services | Lost cards without fraud, replacements, declines | Example: 1 hour while staffed | Card services |
| Access and digital banking | Lockouts, new devices, verification phone or email changes | Example: 2 hours, step-up verification required | Digital banking support |
| Deposits and payments | Holds, returned items, ACH and wire status, recalls | Recalls before that day's cutoff; others same business day | Deposit and payment operations |
| General banking | Fees, statements, letters, branch and ATM | Example: 1 business day | Tier 1 |
| Business banking | Positive pay exceptions, entitlements, ACH files | Example: 1 hour on business days | Client's named treasury team |
| Complaints | Complaint language, CFPB portal cases, executive escalations | Inside the CFPB's 15-day window | Complaints and compliance |
| Specialist care | Bereavement, power of attorney, suspected elder abuse | Example: 1 business day, one named contact | Specialist care team |
Routing rules
- Fraud keywords run first. A workflow tags and assigns scam, remote access, gift card and unrecognized-charge messages to fraud before any other rule.
- Business clients by company. Company metadata, such as region or a custom field for the relationship team, works as filters and columns, so treasury clients reach their named team.
- Round-robin inside card services and tier 1 (Growth and up).
- Side conversations, not forwards. Ask deposit operations about a returned check in Slack from the ticket.
- Webhooks and Jira. Open a case in your dispute system by webhook; create a Jira issue when support finds an app bug.
What reply templates does a bank support team need?
Template the conversations where tone and accuracy both carry risk, and have compliance approve each one.
Fraud claim received
Hi {first_name}, thank you for telling us quickly. We've blocked card ending {last4} and opened claim {claim_id} for the {count} transactions you don't recognize. Our fraud team will contact you by {date}, and a replacement card is on its way to your address on file. We will never ask for your PIN, password or a one-time code; if anyone does, hang up and call the number on our website.
Dispute outcome: no error found
Hi {first_name}, we've finished reviewing dispute {claim_id} about the {amount} transaction on {date}. We found that {finding_in_plain_words}, so {provisional_credit_outcome}. You can ask for copies of the documents we relied on; reply here and we'll send them. If you have new information, send it and we'll look again.
When a bank finds no error, Regulation E requires it to tell the customer they can request the documents it relied on, so keep that sentence in every version.
Scam payment the customer made
Hi {first_name}, I'm sorry this happened; these scams are built to sound exactly like banks and government agencies. We've asked {receiving_institution} to return the {amount} you sent on {date} (reference {case_id}). I can't promise it will come back, and I'll update you by {date} either way. You can also report it at ReportFraud.ftc.gov.
Account restricted or closed
Hi {first_name}, I know how frustrating it is to lose access. I can't share more about the review than this: {approved_wording}. Next: {next_steps}. Your balance of {amount} will be {returned_how} by {date}, and {owner_name} will answer any questions about it here.
Bereavement
Hi {first_name}, I'm very sorry for your loss. I'm {agent_name}, your single contact for {deceased_name}'s accounts, so you won't need to explain this again. When you're ready we'll need {documents_list}, uploaded through {secure_upload_location}. Nothing has to happen today.
Business wire recall
Hi {contact_name}, we sent the recall for wire {wire_reference} ({amount} to {beneficiary_bank}) at {time}. Recovery depends on the receiving bank and its customer agreeing to return the funds, so we can't guarantee it. We'll update you by {deadline}. If this payment followed an email changing payment details, tell us now so fraud can act too.
How should a bank staff customer service through the week and year?
Cover fraud and lost cards around the clock, keep specialists on hours that match payment cutoffs, and plan peaks around when money moves.
Who does what
- Tier 1 takes fees, statements, branch and ATM questions and routes the rest.
- Card services and fraud work nights and weekends, because cards go missing on Saturday nights too.
- Disputes works back office to regulatory deadlines, not live chat.
- Digital banking support owns logins and devices and hears first about a bad app release.
- Treasury services works business days, with extra cover before ACH and wire cutoffs.
When volume peaks
- Monday mornings and the day after a bank holiday.
- Paydays around the 1st, the 15th and month end, as customers check direct deposits.
- Social Security payment days, which for most recipients fall on a Wednesday set by birth date.
- Tax refund season, February to April.
- Holiday shopping and summer travel, with declines abroad.
- Mass card reissues after a merchant breach, outages, and core conversions after a merger, which can change account numbers, cards and logins in one weekend.
Cross-train tier 1 on card services for reissue waves, and use forecasting in Insights to roster for known dates.
Where does AI help a bank's customer service team?
AI drafts replies that cite your fee schedule and deposit agreement, summarizes fraud cases before they move to disputes, and takes verified card freezes and transfer-status checks off tier 1.
- Sourced drafts. Copilot drafts replies that cite your fee schedule, deposit agreement or card terms. Teams using it on every conversation see a 2.4× faster median reply, by Aftersales' own measure.
- Handoff summaries. A fraud case moving to disputes arrives summarized, not as a 40-message thread.
- Translation in 31 languages, including right-to-left scripts, so a customer writing in another language isn't waiting for a bilingual agent.
- Agent for the routine share. Card freezes, transfer status, deposit holds and branch questions can close before reaching a person, while financial, legal or tax advice questions always route to your people; see AI customer service for banks.
- Monitors on every conversation. Flag an agent asking for a full card number, or a dispute never logged. At Helio Energy, quality scores rose 14 points after Monitors replaced sampling.
- Early warnings. Insights flags a jump in conversations about declines at one ATM network while it is still small.
Which customer service metrics should a bank track?
Track regulatory timeliness beside the usual service metrics: a fast reply that misses a dispute deadline is still a failure.
| Metric | Formula | Target guidance |
|---|---|---|
| Dispute intake lag | Median time from first description of an error to case opened | Same business day; review any that cross one |
| Regulatory deadline adherence | Disputes resolved within the applicable deadline ÷ disputes resolved | 100%; review every miss |
| Fraud handoff time | Median time from first fraud signal to a human reply | Minutes, by channel and hour |
| Verification pass rate | Verified sessions ÷ verification attempts | Investigate drops (friction) and failure spikes (possible attack) |
| First contact resolution | Resolved and not reopened within 7 days ÷ resolved | Trend up by queue |
| Complaint rate | Complaints ÷ 1,000 conversations | Trend down; report by root cause |
| CFPB response timeliness | CFPB complaints answered within 15 days ÷ received | 100% |
| Cost per conversation | (Seats + AI resolutions + channel costs) ÷ conversations | Trend down with CSAT steady |
Insights shows resolution rate, CSAT for AI and humans, and cost per conversation. Every plan has the Events API and CSV export; Scale adds Snowflake, BigQuery and Redshift sync.
How do banks switch customer service software?
Move one queue at a time, starting with general banking and leaving fraud and voice until last, so no regulatory clock is ever split across two systems.
Typical starting points are CRM case management such as Salesforce Service Cloud, a voice contact center suite, shared mailboxes, secure messaging inside the digital banking platform, or ticketing tools such as Zendesk and Freshdesk. Comparing two of those? See Zendesk vs Salesforce Service Cloud. If your contact center has just renewed Salesforce Service Cloud or Zendesk, you can add Agent to that queue now and move the human team later.
Moving to Inbox:
- Run vendor due diligence under the interagency guidance on third-party relationships. Review the security page and DPA, confirm US-only hosting fits your policy, and check Scale's SSO and SCIM options.
- List queues, macros and record retention requirements.
- Map verification status, segment, claim ID and dispute tags.
- Migrate history; on Growth and Scale, Aftersales runs the migration with you.
- Run one low-risk queue, such as general banking, in parallel for two weeks.
- Move the other channels one by one, voice last.
Plans start free, with paid seats from $24 a month billed annually (pricing).
