Helpdesk and customer service software for mobile apps

An app support team works between the stores that bill its users, the engineers who ship each build and users who are often locked out of the app they want help with. This page shows how to run that team in a shared inbox. For automation, read AI customer service for mobile apps; other sectors are in our helpdesk software by industry hub and on the SaaS page.

Why do generic helpdesks struggle with mobile app support?

Generic helpdesks assume the company that answers the ticket also controls the payment, the account and the fix. App teams control only part of each, and the tickets arrive in bursts tied to releases.

  • Three billing owners. The App Store, Google Play and your own web checkout each have their own cancel and refund rules. An agent who can't see which one billed the customer gives the wrong instructions, and the customer comes back angrier.
  • Support can't see the device. A crash report without the app version, OS and device model is close to useless to engineering, and asking for them again annoys everyone.
  • Public complaints live in the stores. Store reviews are public, and both stores notify the reviewer when you reply, so a review needs the same care as a ticket even though most helpdesks never see it.
  • Locked-out users can't use the in-app chat. They write from a different email or social account, so identity checks happen in the thread, not at login.
  • Releases create spikes. One bad build can multiply one bug into hundreds of near-identical tickets within hours, which flat staffing and first-in, first-out queues can't absorb.
  • Engineering is the escalation path. Agents need a fast route to developers without forwarding emails or losing the thread.

How should a mobile app support team set up its inbox?

Route by topic and by whether the user can still get into their account, then give billing and access the tightest targets. Tag every ticket with app version, OS and store so you can filter a release in one click.

Example layout for a consumer subscription app. Set targets from your own staffing and obligations.

Routing rules that pay off: anything containing a receipt number or "charged" goes to billing, with the store read from the subscription record; any message from an address that doesn't match an account goes to access and recovery; and any thread with the newest version tag goes to the release queue. In Aftersales Inbox, plan and region can be columns and filters, and side conversations in Slack let an agent ask an engineer about a build without leaving the ticket. Round-robin assignment comes with Growth and above.

What reply templates does a mobile app support team need?

Write templates where store policy, money and trust meet. Replace placeholders in curly braces and keep the decisions with the person sending.

Refund request for an App Store purchase

Hi {first_name}, I'm sorry about the charge. Your subscription was billed by Apple, and Apple handles refunds for App Store purchases, so we can't send this one ourselves. You can ask Apple at reportaproblem.apple.com: sign in, choose "Request a refund" and pick {app_name}. To stop the next renewal, open Settings, tap your name, then Subscriptions. If Apple declines and you think the charge was our mistake, reply here and I'll look at what we can do on our side.

Account recovery when the email on file is unreachable

Hi {first_name}, I can help you get back in, but because we can't reach the email on the account, I need to confirm it's yours first. Please reply with {verification_items}. We'll never ask for your password. Once {reviewer_name} has checked these, we'll move the account to this address and let you know by {date}.

Known bug in the latest release

Hi {first_name}, thanks for the details. This is a known problem in version {app_version} on {os_version}, and the fix is in version {fix_version}, which {release_status}. Until then, {workaround}. Nothing in your account has been lost. I've added your report to the issue so we can tell you as soon as it's live.

Data loss after an update

Hi {first_name}, I'm sorry, losing {lost_item} is serious and I've passed this straight to our engineering team with your device ({device_model}, {os_version}) and app version. Please don't delete or reinstall the app for now, as that could make recovery harder. {engineer_name} is looking at your account and I'll update you by {time}, even if we're still investigating.

Reply to a one-star store review about a charge

Sorry about this, {reviewer_name}. Charges for subscriptions bought in the {store_name} are managed by {store_owner}, and you can cancel any time in your {store_name} subscriptions settings. If something went wrong on our side, write to {support_email} and mention this review so we can look into it.

Account deletion confirmation

Hi {first_name}, we've started deleting your {app_name} account and the data linked to it, which will be complete by {date}. Deleting your account does not cancel a subscription billed by Apple or Google. If you have one, cancel it in your {store_name} settings so you aren't charged again.

How should an app support team staff for releases and peaks?

Staff to the release calendar and the renewal calendar, not only to office hours. App users write in the evenings and at weekends, when they actually use the app.

Team structure

  • Tier 1 for how-to, feedback and standard billing questions.
  • Billing pod that knows the rules of each store and has Play Console and Stripe access.
  • Tier 2 and on-call engineering for reproducible bugs, with a named engineer per release.
  • Trust and safety for account takeover, fraud and identity checks.
  • Privacy lead for deletion and data requests.
  • Product managers and engineers on free Lite seats to read threads, comment and approve. Growth includes 20 and Scale 50.

Peaks to plan for

  • Release days. Hold extra cover for 48 hours after each release, and use staged rollouts so a bad build reaches fewer users before you notice.
  • New OS versions. Apple and Google ship major OS updates each year, and compatibility bugs follow. Test the betas and pre-write known-issue replies.
  • Renewal dates. If you sold a lot of annual plans in one promotion, expect a wave of renewal questions a year later. Check your renewal calendar every month.
  • Holidays and new year. New devices and new installs bring setup and restore questions, and fitness, learning and productivity apps tend to see sign-ups and trial conversions bunch up in January.
  • Store or sign-in outages. When a store or identity provider has trouble, purchase and login tickets jump together. Post a status note in the app and a pinned reply in the inbox.

Global apps should cover time zones with a follow-the-sun rota or evening shifts in the busiest region.

Where does AI help a mobile app support team?

AI should take repetitive work off the queue and give people better context on the tickets that stay with them.

  • Cited drafts. Copilot drafts replies that cite your store-specific refund rules or the known-issues list, so agents can check the source before sending. Aftersales measured a 2.4× faster median reply where teams use Copilot on every conversation.
  • Summaries of long bug threads before they go to engineering, and of a customer's earlier contacts before trust and safety reviews a recovery request.
  • Translation in 31 languages, right-to-left scripts included, for apps with users in many markets.
  • Agent for the routine share: cancel steps per store, restores, standard resets and known bugs. Its procedures and guardrails are set out on our AI customer service for mobile apps page.
  • Insights issue detection flags a spike, such as crash reports from one OS version climbing after a release, and Monitors grade every conversation on Growth and Scale.

Each plan includes 10 Copilot conversations and 10 translations per rep a month. Heavier use takes the Copilot add-on, $29 per rep a month billed annually or $35 billed monthly.

Which metrics should a mobile app support team track?

Read support numbers against active users and releases, and split them by platform and store.

MetricFormulaTarget guidance
Contacts per 1,000 monthly active usersConversations ÷ MAU × 1,000Track monthly by platform; a jump after a release points to the build
Contacts per releaseConversations tagged with a version in its first 7 days ÷ users updated to itCompare each release with the last two
Billing contact rate by storeBilling conversations from a store ÷ paying subscribers on that store × 100A gap between stores often means unclear cancel instructions
Time to recover accessMedian hours from first lockout message to the user signing inRead separately for verified and unverified cases
Bug report qualityBug tickets with version, OS and device attached ÷ all bug tickets × 100Aim for every escalated ticket to carry all three
Engineering escalation timeMedian hours from Jira issue to first engineering responseAgree a target with engineering per release
Review reply rateLow-star reviews replied to ÷ low-star reviews × 100Watch alongside rating changes after replies
CSAT by queueSatisfied responses ÷ all responses × 100Compare billing and access queues against how-to

How do you move an app support team to a new helpdesk?

App teams often start with a shared support email, a separate in-app chat SDK and a spreadsheet of store reviews. Pull them into one queue, or keep Zendesk, Salesforce Service Cloud or Freshdesk and add Agent on its own inside that tool, with no seats and no migration.

  1. List every entry point: in-app chat, support email, the support URL on each store listing, help center forms and social accounts. Apple's guidelines ask that the app and its support URL make it easy to contact you.
  2. Connect your subscription records and sign-in system through the Aftersales API or webhooks, so the store, plan and verified contacts sit next to each thread. Confirm specific connectors on a call.
  3. Rebuild queues from the table above, and import your old macros before rewriting them against the templates.
  4. Move the in-app chat last, after email works, and ship the change in a normal release rather than a hotfix.
  5. Keep the old tool read-only for a few weeks so agents can check history on returning users.

Most teams finish migration in an afternoon, and on Growth and Scale we run it with you. Scale adds SSO, SAML and SCIM and a multi-brand messenger for publishers with several apps. For a wider comparison, see the best help desk software for SaaS and our support software for startups roundup.

Frequently asked questions

What is the best helpdesk software for a mobile app?
Pick one that puts in-app chat and email in the same queue, shows the store, plan, app version and device next to each ticket, and lets support pull engineers into a thread. Aftersales Inbox covers those, with Jira issues created from a workflow.
Can our support team refund App Store purchases?
No. Apple handles App Store refunds, so your team points the customer to Apple's refund request page. Google Play orders can be refunded by your team in Play Console, and web purchases through your own payment processor.
How should support verify identity for account recovery?
Send codes or links only through your sign-in system to contact details already on file. When the customer can't reach those, have a trained person check other evidence you define, and never move an account to a new email on a chat message alone.
Should engineers have helpdesk seats?
Most don't need paid ones. Lite seats are free for viewing, commenting, @mentioning and approving, with 20 on Growth and 50 on Scale, and engineers can also answer from Slack side conversations.
Should we reply to every negative app store review?
Reply where you can help: bugs you have fixed, charges you can explain, features that exist. Both stores notify the reviewer when you reply, so keep it short, skip marketing and give a route to support.
How many support agents does a mobile app need?
It depends on active users, how often you ship and how much billing runs through your own checkout. Measure contacts per 1,000 active users and per release for a few months, then staff to the release and renewal calendar rather than a flat average.
