Helpdesk and customer service software for pharmacies

Pharmacy support teams answer patients, chase prescriber offices and wait on insurers, often inside one conversation. This guide covers how to set up a shared inbox for that work: queues, SLAs, reply templates, staffing and metrics. To automate the routine share, see AI customer service for pharmacies; for the wider sector, our healthcare page.

Why do generic helpdesks struggle in pharmacies?

A pharmacy ticket usually waits on someone outside your walls, a prescriber's office or a pharmacy benefit plan, and every message carries health information.

  • Every message is protected health information. A shared mailbox or a vendor without a business associate agreement puts names, drugs and conditions outside your compliance plan. HHS publishes sample business associate agreement provisions for this relationship.
  • Waiting on someone else. Renewals wait on prescribers and rejected claims wait on plans. A standard SLA either keeps counting and makes the team look slow, or gets ignored while the patient hears nothing.
  • Scope of practice. Some questions only a pharmacist may answer, yet round-robin routing hands a side-effect question to whoever is free.
  • Status lives elsewhere. Fill status, reject codes and tracking sit in the pharmacy system, so callers wait on hold while reps switch tabs.
  • Caregivers and many stores. Spouses and home health aides call on a patient's behalf, and hours, stock and the pharmacist on duty differ by location.

How should a pharmacy set up its support inbox?

Build queues around who is allowed to act on a message, then give the fastest clock to anything that could leave a patient without medication.

Routing rules to build first

  • Clinical words to the pharmacist: side effect, reaction, dizzy, double dose, pregnant, wrong pill, plus detected intent.
  • Rejections create work: post claim rejections from your pharmacy system into the insurance queue through the Aftersales API or webhooks, tagged with the reject code (confirm specific connectors on a call).
  • Store and plan as fields: custom fields for home store and plan type become filters, columns and a view per store.
  • Waiting states as tags: "waiting on prescriber" and "waiting on plan" views with follow-up dates, so nothing goes quiet.
  • Urgent goes loud: a workflow posts urgent-access conversations to the store's Slack channel, and round-robin spreads refills across technicians (Growth and up). Side conversations in Slack let a technician ask the pharmacist without leaving the thread.

What reply templates do pharmacy support teams need?

Write templates for conversations that go badly when improvised. They set expectations and route clinical points to a pharmacist; they contain no clinical advice.

Prior authorization pending

Hi {first_name}, your plan needs your prescriber's approval before it covers the prescription ending in {rx_last4}. We told {prescriber_office} on {date_notified}; they send the request and the plan decides. We'll check again on {follow_up_date} and text you when anything changes. Need medication sooner? Reply and we'll quote a cash price for a short supply or have our pharmacist call.

Refill too soon

Hi {first_name}, your plan will pay for this refill from {eligible_date}, based on your last fill on {last_fill_date}. If you're traveling, your dose changed or the medication was lost or damaged, tell us which. Some plans allow an early fill in those cases, and we can ask for you.

Out of stock

Hi {first_name}, the prescription ending in {rx_last4} is out of stock and our supplier expects it on {expected_date}. You can wait, we can move it to our {other_store} store, which has it today (where a transfer is allowed), or we can ask your prescriber about another option. Which would you like?

January price change

Hi {first_name}, your copay changed because your plan year restarted and your deductible applies again until it's met. Through your plan this fill is {plan_price}; our cash price is {cash_price}. A 90-day supply or a lower-cost option from your prescriber may help, and our pharmacist can call to go through it.

Refrigerated parcel arrived warm

Hi {first_name}, I'm sorry your parcel arrived warm. Please keep the parcel and the medication as they arrived until our pharmacist calls you. A replacement ships overnight on {ship_date}, and a pharmacist will call today to check you have enough until then.

Possible wrong medication

Hi {first_name}, thank you for telling us. Please keep the bottle and label, and don't take more from it before you've spoken with our pharmacist. {pharmacist_name}, our pharmacist-in-charge, will call within {callback_window}. If you've taken some and feel unwell, call 911 now.

How should a pharmacy staff customer service across the year?

Staff the queue with support reps, technicians and an insurance specialist, keep a pharmacist reachable at all open hours, and add cover for January, Medicare open enrollment and respiratory season, sized with Insights forecasting from your own history.

  • Support reps: delivery, orders, billing, account changes.
  • Technicians: refills, renewals, transfers and profile updates, within what your state allows.
  • Insurance specialist: rejections, prior authorizations and coverage; one can often cover several stores.
  • Pharmacist on consult rotation: works the consult queue between verifications; the pharmacist-in-charge owns incidents.

Match queue hours to pharmacy hours. After hours, point urgent cases to an on-call pharmacist, while Agent answers status questions overnight.

Peaks to plan for

  • Monday mornings: weekend refill requests plus renewals that sat with closed prescriber offices.
  • Early January: new cards, reset deductibles and formulary changes bring rejections, prior authorizations and price questions.
  • Medicare Open Enrollment, October 15 to December 7: patients compare drug plans and ask if you're in network.
  • Fall and holidays: vaccine scheduling questions, then early refill and vacation supply requests before holidays and storms.
  • Shortages: ASHP counted 323 active drug shortages in the first quarter of 2024, an all-time high. Tag stock questions by drug to see a cluster early.

Where does AI help a pharmacy support team?

AI helps with the writing and reading around each conversation and with status questions that need no judgment. It stays out of clinical decisions: anything about dosing, reactions or switching therapy lands in the pharmacist consult queue, whoever or whatever read it first.

  • Drafts that cite sources. Copilot drafts replies citing your transfer policy or plan list, so technicians check a source instead of rewriting. Teams using it on every conversation see a 2.4× faster median reply (Aftersales' own figure). It costs $29 per rep a month billed annually; every plan includes 10 Copilot and 10 translation conversations per rep a month.
  • Summaries. A prior authorization thread with several prescriber calls becomes a short brief before the pharmacist calls back.
  • Translation of non-clinical replies in 31 languages, including right-to-left scripts. Counseling stays with a pharmacist and your interpreter service.
  • Agent for the routine share: refill status, tracking and rejection explanations, handed off with what it looked up. Details are in AI customer service for pharmacies.
  • Monitors score every conversation instead of a sample. Helio Energy, an Aftersales customer, raised quality scores 14 points after Monitors replaced sampling.

Copilot gives technicians a draft that cites its source. Try Copilot on your insurance and refill queues during a 14-day free trial.

Which customer service metrics should a pharmacy track?

Track speed by queue, how often patients return about the same prescription, and how long outside parties take. One average reply time hides the pharmacist queue.

How do pharmacies switch helpdesk software?

Most pharmacies arrive from a phone tree with voicemail, a shared mailbox, the texting module in their pharmacy software, or a general-purpose helpdesk.

  • Phone tree and voicemail: move "speak to someone" calls into Inbox phone (Growth and up) so each callback becomes a tracked conversation with an owner and a due time.
  • Pharmacy-software texting: keep outbound ready notices if they work, and confirm on a call how replies can reach the Inbox.
  • Zendesk or Freshdesk: migrate, or keep it and run Agent inside it with no seats or migration. See our Zendesk and Freshdesk alternative pages.
  1. Sign the BAA on the Enterprise plan before importing any patient conversation.
  2. Map queues and owners from the table above, and set up SSO and SCIM so access follows your roster.
  3. Create custom fields for home store, plan type and authorized caregivers.
  4. Import history. Most teams finish migration in an afternoon; we run the migration with you on Growth and Scale.
  5. Run one store for a week, review it with the pharmacist-in-charge, then move the rest.

Frequently asked questions

What is the best customer service software for a pharmacy?
Look for a signed BAA, a separate pharmacist queue, phone and SMS beside chat and email, and an API for pharmacy-system status. Aftersales Inbox covers those, with the BAA on its Enterprise plan; compare others in our healthcare software list.
Does pharmacy helpdesk software need a BAA?
If the vendor creates, receives, maintains or transmits protected health information for you, HIPAA requires a business associate agreement. Aftersales signs one on the Enterprise plan; confirm the details with your compliance lead.
Should pharmacy technicians answer customer service messages?
Yes, for refills, transfers, delivery and billing, within what your state allows technicians to do. Clinical questions should route to a pharmacist automatically through keyword and intent rules.
How should a pharmacy handle calls from caregivers?
Write a rule for what a caregiver may be told, record authorized caregivers on the profile, and route anything outside the rule to a pharmacist so every rep answers the same way.
How many customer service staff does a pharmacy need?
It depends on daily conversations, handle time and peaks. Model it from your own history, add insurance cover for January, and let Agent take status questions.
Can we keep our current IVR and phone numbers?
You can keep the automated refill line and send only "speak to someone" calls to the team. Inbox phone (Growth and up) supports per-brand numbers and warm and cold transfers; confirm how your current numbers and IVR hand over on a call.
