Why do generic helpdesks struggle with travel agency support?
Generic helpdesks answer each email as its own ticket, in arrival order. Travel support revolves around a booking with a departure date, several suppliers and, once the trip begins, a traveler who may need help at 3 am.
- The departure date sets the urgency. A balance question about next spring can wait a day; three days before departure it can't, because documents usually aren't issued until the balance is paid.
- One booking, many suppliers. An airline, two hotels, a transfer company and a local DMC each have their own confirmation number and cancellation rules, and whoever replies needs them all on screen.
- Trips run around the clock. A traveler whose transfer didn't turn up in Bangkok can't wait for the office to open.
- Money moves on separate clocks. Airfare refunds go back through the airline's settlement process (ARC in the US, IATA's BSP in most other markets), while package refunds carry legal deadlines. UK travelers on an ATOL-protected trip get an ATOL certificate as soon as they pay anything, even a deposit, and California requires sellers of travel to register with the Attorney General.
- Clients belong to advisors. Repeat travelers ask for their advisor by name, and round-robin breaks that.
- Groups write in one by one. A wedding party of 40 can produce 40 threads about one rooming list.
Headcount won't absorb the peaks either: the US Bureau of Labor Statistics counted 61,500 travel agent jobs in 2025 and projects little or no change through 2035. Routing and tooling have to do that work.
How should a travel agency set up its support inbox?
Route by trip stage: planning, pre-departure, traveling or home. Sync booking reference, departure date, destination, traveler count and advisor of record from your reservation system as custom fields so they drive views, rules and SLAs in Aftersales Inbox.
| Queue | What lands there | SLA target | Owner |
|---|---|---|---|
| Duty: traveling now | Any traveler mid-trip, plus departures within 72 hours | First reply within 5 minutes, 24/7 | On-call duty officer |
| Air desk | Airline schedule changes, cancellations, ticket name corrections | 4 business hours; 1 hour inside 14 days of departure | Air desk agents |
| Pre-departure | Documents, balances, special requests, insurance paperwork | 1 business day | Reservations team |
| Quotes and changes | New trips, date changes, extra nights, upgrades | Same business day | Advisor of record |
| Groups | Weddings, school trips, incentive groups, rooming lists | 4 business hours | Groups coordinator |
| Cancellations and refunds | Cancellations, refunds, credit balances | Acknowledge in 1 business day; pay inside the legal deadline | Accounts |
| Customer relations | Post-trip complaints, compensation claims, chargebacks | Acknowledge in 2 business days | Customer relations lead |
Example set-up. Match each target to your booking terms and duty rota.
Routing rules worth building first
- A workflow moves any conversation from a traveler whose trip has started into Duty and posts it to the duty Slack channel, whatever channel it arrived on.
- Quotes and changes go to the advisor of record; round-robin (Growth and up) handles new clients only.
- Supplier questions run as side conversations in Slack, so an agent can ask contracting whether a hotel will honor a rate without leaving the thread.
- Saved views: “departing in 7 days with a balance due”, “travelers abroad now”, “open schedule changes by airline”.
Which reply templates does a travel support team need?
Write macros for the conversations where a vague answer leaves someone stranded or out of pocket. Have your operations lead and legal adviser approve any that mention money or entry rules.
Stranded after a missed connection
Hi {first_name}, I'm sorry you're stuck in {airport}, and I'm on it. If both flights are on one ticket, the airline will rebook you, so please join the transfer desk queue while I check options. I've told {hotel_name} you'll arrive late and asked {transfer_company} to track your new flight. I'll update you here by {update_time}; for anything urgent, call {duty_number}.
Hotel can't find the booking
Hi {first_name}, thanks for the photo. Your room at {hotel_name} is confirmed under {confirmation_number} for {check_in} to {check_out}, and I'm calling the hotel now. If they still can't honor it, we'll arrange a comparable hotel nearby and a transfer there. Please stay at the desk; I'll update you within 15 minutes.
Significant schedule change: your options
Hi {first_name}, {airline} has moved your {route} flight on {date} from {old_time} to {new_time}. You can keep the new time and we'll adjust your transfer and hotel to match, ask us to find another flight, or, if you no longer want to travel, have the airfare refunded to your original payment method. Please reply by {reply_by}.
Balance overdue before the cancellation date
Hi {first_name}, the final balance of {amount} for {destination} was due on {due_date}. Your booking terms let us cancel unpaid bookings from {cancel_date}, and we'd like to avoid that. You can pay securely here: {payment_link}. If the payment has gone wrong, reply and we'll look at options together.
Entry requirements question
Hi {first_name}, entry rules depend on your nationality and passport and can change, so we can't confirm whether you need a visa. Please check {official_source} and the destination government's own site, and apply only through official sites. Your document checklist is attached, and {advisor_name} can help with anything else about the trip.
Request to cancel over events at the destination
Hi {first_name}, I understand you're worried about {event} in {destination}. We're following {official_advice} and our booking terms, and right now {current_position}. {team_name} will confirm your options in writing by {decision_date}. Your booking stays as it is until then, with no cancellation fees before that decision.
How should a travel agency staff support and after-hours cover?
Organize the team by trip stage rather than channel, and treat the duty rota as seriously as the sales floor.
- Advisors own clients, quotes and changes, and their name sits on every booking.
- Reservations handles documents, balances and special requests.
- The air desk works schedule changes, cancellations and ticket corrections.
- Duty officers rotate through nights, weekends and holidays with the emergency phone.
- Accounts and customer relations take refunds, chargebacks and post-trip complaints.
Contracting managers can follow supplier problems from free Lite seats (20 on Growth, 50 on Scale), where they can view, comment and approve.
Peaks and seasons
- The early-year booking rush. January to March brings quotes and deposits; the cruise trade calls it wave season.
- Summer and school holidays. Departures peak, and in-trip and duty calls with them.
- Hurricane season. The Atlantic season runs June 1 to November 30, with most activity from mid-August to mid-October, per NOAA's National Hurricane Center. Caribbean, Gulf and cruise trips feel it first.
- Timetable changes. When airlines load next season's schedules, the air desk fills with retimed flights.
- Christmas and New Year. Travelers are away while the office is shut, so duty cover must be firm.
- Strikes, storms and outages. Keep a disruption macro set and a website banner ready to switch on.
Where does AI help a travel agency's support team?
AI takes the drafting, summarizing and translating, which leaves advisors and duty officers the judgment calls.
- Copilot drafts cite their sources, so an agent can check the cancellation clause or supplier policy behind a reply before sending it. By Aftersales' own figure, teams that use Copilot on every conversation reply 2.4× faster at the median.
- Summaries help at shift change: the night duty officer reads the trip so far in a paragraph, not forty messages.
- Translation covers 31 languages, including right-to-left scripts, for travelers writing in a language nobody on shift speaks.
- Monitors check every conversation against rules you write, such as “no reply tells a traveler they don't need a visa” or “the refund right comes before any credit offer on a canceled US flight”.
- Agent takes the routine share: booking status, documents and balances. The AI customer service guide for travel agencies has the conversation map and a schedule-change procedure.
Each plan comes with 10 Copilot and 10 translation conversations per rep a month. Past that allowance, the Copilot add-on costs $29 per rep monthly on annual billing.
Which metrics should a travel agency support team track?
Track whether travelers got help in time while away, and whether money came back on time when trips changed. Insights gives you resolution rate, cost per conversation and CSAT out of the box, and custom fields and tags cover the travel-specific measures.
| Metric | Formula | Target guidance |
|---|---|---|
| Duty first reply time | Median minutes from an in-trip message to the first reply | Inside the response time printed in your travel documents |
| Stranded-traveler fix time | Minutes from first contact to a confirmed fix: transfer, room or flight | Review every case over one hour |
| Schedule-change turnaround | Hours from the airline's notice to the traveler confirming a plan | Shorter as departure nears; split by airline |
| Refund turnaround | Days from cancellation to refund paid | Every refund inside its legal deadline; list exceptions |
| Contacts per booking | Conversations ÷ bookings, by trip type and supplier | A rise points at a supplier or document problem |
| Supplier issue rate | In-trip supplier problems ÷ bookings using that supplier | Take it to supplier reviews |
| Post-trip CSAT, AI and human | Satisfied responses ÷ all responses, split by who resolved | Compare both on the same conversation types |
We've left benchmarks out deliberately. Use your first full season as the baseline.
How do you move a travel agency onto a new helpdesk?
Most agencies arrive from advisors' own Gmail or Outlook inboxes, WhatsApp Business on an office phone, an emergency number forwarded to someone's mobile, their booking system's messaging, or a general helpdesk such as Zendesk or Freshdesk.
- Pick a quiet month, away from the early-year rush and peak summer departures.
- Decide where things live. Booking and supplier records stay in your reservation system; traveler conversations move to the helpdesk, with booking reference, departure date and advisor synced through the API.
- Rebuild queues and macros from the table above, rewriting any that drift toward visa or insurance advice.
- Move channels one at a time: shared email, then web chat and WhatsApp, and the duty phone line last, after an end-to-end test of the on-call handover.
- Bring history across. Migration usually takes an afternoon, and on Growth and Scale the Aftersales team does it alongside you.
- Keep the old inbox read-only until the last trip booked through it is home.
