AI customer service

AI customer service for retailers with stores and a website

Retail shoppers buy online, collect in store and return by mail, so one conversation can involve an order, a store receipt and a loyalty account. Aftersales Agent answers pickup, return, price adjustment, loyalty and gift card questions from your order, store and loyalty data, then hands the rest to people in a retail helpdesk. It extends our ecommerce playbook for brands that also run stores.

What do retail customers contact customer service about?

Retail customers contact you about purchases that move between your website and your stores: pickup orders, stock at a nearby branch, returning an online purchase at a counter, and the loyalty points, gift cards and price adjustments that follow. Online sales were 17.1% of total US retail sales in the second quarter of 2026 (seasonally adjusted), according to the Census Bureau, so most retail spending still happens offline, much of it in stores.

Example mapping. Your own rules and systems decide where each line falls.

Online-only brands rarely see the pickup, store stock and store receipt rows, which is why retail needs more connections than a typical ecommerce support stack. For return policy wording, see our returns customer service guide.

What does an AI procedure for a retail pickup order look like?

A pickup procedure tells Agent how to verify the shopper, read the pick status, then confirm, extend or escalate. Order status is usually the largest group of questions (our WISMO guide covers ship-to-home), but a pickup order is only done when a store has picked it and the customer has collected it. Teams write procedures in plain language, and Agent turns each step into an action with permissions you can revoke.

Example procedure: pickup order status

  1. Verify the customer: match the email or phone number to the order, or ask for the order number and checkout ZIP code.
  2. Read the pick status, pickup store and hold end date from the order management system.
  3. If ready, give the store address, today's hours, the last day of the hold and what to bring: the confirmation email and photo ID, or an alternate pickup person's name.
  4. If still being picked within the promised time, say when it is due and that a text will follow.
  5. If more than 2 hours past the promised ready time, hand off to the store operations queue with order, store and promised time attached.
  6. If the customer cannot collect in time, extend the hold once by up to 3 days.
  7. If the store reports an item missing, offer it from another store within 25 miles or refund that item to the original payment method. Refunds above $150 need a person.
  8. Never cancel a picked order without the customer confirming in the conversation.
  9. Hand off at once if the customer has waited in store over 10 minutes, mentions safety, or is still unhappy after two replies.

The values (2 hours, one 3-day extension, 25 miles, $150, 10 minutes) are illustrations; agree your own with store operations.

Example conversation

Example only, not a real customer.

Customer: Got a text saying my order is ready, but I can't get there until Saturday. Will you keep it?

Agent: I found order 40-1187 for pickup at the Riverside store. It's held until closing on Friday, and I can extend that to closing on Monday. Shall I?

Customer: Yes please. My partner might collect it.

Agent: Done, it's held until 9 p.m. Monday. Your partner can be added as an alternate pickup person through the link in your confirmation email, and will need that email and a photo ID.

What guardrails does a retail AI agent need?

A retail AI agent needs money limits, a list of situations it never handles alone, and firm rules on payment and personal data. Aftersales guardrails cover spend limits, escalation by sentiment, keywords, customer tier or legal language, brand voice and banned phrases.

What Agent must never do

  • Collect card numbers or gift card PINs in chat. Card data falls under the PCI Data Security Standard; link to your secure balance or payment page instead.
  • Refund outside policy or to a different tender.
  • Promise dates your systems cannot support. The FTC's Mail, Internet, or Telephone Order Merchandise Rule expects sellers to tell customers about shipping delays and offer to cancel with a full refund, so Agent quotes only dates from your order system.
  • Contradict your gift card terms. Federal expiration and fee rules sit in Regulation E, section 1005.20; Agent quotes your published terms and passes disputes on.
  • Give medical, legal or financial advice. Product injuries, legal rights and store financing go to people.

What triggers a handoff

  • Return patterns that look like abuse, such as high-value items with no receipt. Retailers surveyed by the NRF and Happy Returns estimate 9% of all returns are fraudulent.
  • Anyone told to pay a government agency, utility or tech support with gift cards. The FTC's gift card scam advice says victims should contact the issuer fast, so these go straight to your fraud team.
  • Product safety reports, including items on a CPSC recall.
  • Your top loyalty tier, if you want a person on every conversation with them.
  • Legal words such as "chargeback" or "attorney".

Data handling

Agent should verify identity before showing order history or loyalty balances. Requests under the California Consumer Privacy Act to know, delete or correct personal data go to your privacy team. Aftersales hosts all customer data in the US and offers a GDPR DPA, but your own processes decide whether you meet your obligations.

Which channels matter most for retail customer service?

SMS and phone matter most in retail because shoppers use them to check a pickup or store stock right before a trip; web chat covers the same questions while they browse. All channels share one conversation history.

  • Website and app chat: stock and pickup questions while people browse.
  • SMS: replies to pickup-ready texts, which Agent answers in the same thread. Keep these separate from promotions, which need consent and must honor "stop" replies, per the FCC's guide to unwanted texts.
  • Phone: many shoppers still ring a store. Calls in the Aftersales Inbox (Growth and up) get warm and cold transfers, recording consent and full history.
  • Email: receipts, return labels and refund confirmations prompt follow-ups here.
  • Social DMs and WhatsApp: promotion and holiday-hours questions, and WhatsApp in markets where it is the default.

What systems does a retail AI agent need to connect to?

A retail agent needs read access to orders, stores, stock and loyalty, plus a few write actions such as extending a hold or issuing a refund:

  • Ecommerce platform. On Shopify, Agent looks up and verifies orders and creates replacements.
  • Order management system: pick status, fulfilling store, holds and cancellations.
  • Point-of-sale system: store receipts for returns, price adjustments and missing points.
  • Store inventory service: stock by SKU and store, with the time of the last count.
  • Loyalty platform or CRM: points, tier and rewards. Salesforce connects directly.
  • Payments: Stripe refunds are built in.
  • Gift card processor, returns portal and carrier tracking.

Everything except Shopify, Stripe and Salesforce connects through the Aftersales API or webhooks, with explicit, revocable permissions per step. Confirm specific connectors on a call. A workflow can also post store complaints to that store's Slack channel.

How much does AI customer service cost for a retailer?

For a regional retailer with 18 stores and a website, Aftersales comes to about $4,400 in a normal month and $8,300 in December, before wages, at list prices.

Assumptions for this example

  • 8 central reps on Growth at $69 per seat per month, billed annually.
  • 6,000 conversations a month, 12,000 in December.
  • Agent resolves 65% once tuned (an assumption; the Aftersales median is 71% after 90 days).
  • 18 store managers on free Lite seats; Growth includes 20.

Aftersales list prices, October 2026. Monthly billing adds 20% to seats. Copilot is optional at $29 per rep per month on annual billing.

Agent never needs a seat, so December adds resolution charges rather than headcount. If more than 20 store managers need access, Scale includes 50 Lite seats. See all plans on the pricing page.

How do you roll out AI customer service in retail in 30 days?

Roll out over four weeks, starting with low-judgment conversations, and finish at least six weeks before Black Friday.

  1. Days 1 to 7: tag 90 days of past conversations by the types above, connect your ecommerce platform and order system, and load store hours, holiday hours and return, price adjustment and pickup policies into Knowledge.
  2. Days 8 to 14: write procedures for pickup and order status, store information and return eligibility, test them on past conversations and set limits with store operations.
  3. Days 15 to 21: go live on web chat, then email, and review every handoff daily.
  4. Days 22 to 30: add price adjustments, missing points, hold extensions and SMS. Turn on Monitors (Growth and up) and watch Insights for one store or SKU driving unusual volume.

Preload gift-return windows and shipping cut-offs before the holidays. The resolution rate guide shows how to measure progress, and the AI customer service hub covers other industries.

Frequently asked questions

Can an AI agent tell customers if an item is in stock at their local store?
Yes, if it can read store-level stock by SKU. Counts can drift from the shelf, so Agent should say when the count was taken and avoid promising the item will be there. Requests to hold an item go through your API if you offer reservations, or to a person if you do not.
Can AI handle a return for something bought in a store?
Yes, when Agent can find the store receipt in your point-of-sale system through the Aftersales API. It checks the date, category rules and original tender, then explains the options or starts the return. No-receipt and high-value returns go to a person.
Is it safe to let an AI agent answer gift card questions?
For balances and e-gift delivery, yes, provided card numbers and PINs are entered on your secure balance page, not in chat. Lost cards, disputes and possible scams go straight to your team.
How does an AI agent handle price adjustment requests?
It finds the purchase, compares the price paid with today's price and applies your rules on timing and eligible items, refunding the difference to the original payment method. Competitor price matches usually need a person.
Will an AI agent cope with Black Friday and January returns?
Agent handles extra volume without extra seats, so peaks change resolution charges, not staffing. Load holiday hours and any extended return window before November, and review handoff reasons weekly.
Can store teams see what the AI told a customer?
Yes. Every Agent conversation sits in the same Inbox history, so a store manager on a free Lite seat can read exactly what Agent told a shopper about their branch. Handoffs arrive with the data Agent looked up and what it already tried.
